Humans and AI in the same conversation: what the inbox has to let agents do

Once the agent hands a conversation to a human, a rarely discussed part of automated support begins: what happens next. The human agent solves the problem and the conversation stays open forever. Or they realise the topic belongs to another team and have no way to send it there. Or the customer comes back with a simple question about delivery times and waits hours in a human queue, because nobody handed the conversation back to the AI.

An inbox for a hybrid operation needs four actions beyond replying: transfer the conversation to another person, group or AI agent; end the human session and hand the conversation back to the AI; ask the AI to answer without ending the session; and an assistant that suggests and polishes the agent’s reply. Without them, every handoff becomes a stuck conversation.

Transfer without starting over

A human agent who gets a billing question in the middle of a sales conversation needs to send it to finance, not ask the customer to write in on another channel. The transfer carries the whole conversation, and the destination can be a specific person, a group of agents or another, specialised AI agent. In a transfer to a group, only group members (and admins) should see the pending conversation, so one team’s queue does not become noise in everyone’s.

Hand it back to the AI

Ending the human session does not have to end the conversation. Once whatever needed a person is resolved, the conversation goes back to the agent, which stays available for follow-up questions. It is handoff in reverse, and the direction that saves the team the most time.

The AI answers, the human stays in charge

There is a useful middle ground: the human agent owns the conversation, a question comes in that the knowledge base answers well (opening hours, delivery times, return policy), and they ask the AI to answer it. The conversation stays with them. It saves retyping what the agent already knows, without giving up control.

A copilot, not an autopilot

  • Suggest a reply: the AI reads the conversation and drafts a message, which the human agent edits and decides whether to send.
  • Polish the draft: fixes spelling and tone without changing facts, names, numbers or links.
  • Nothing goes out on its own: whatever the copilot produces goes back to the human agent, and sending stays their action.

A copilot that sends on its own is just the AI again under another name. The value is in the human staying the one who replies.
